AI can remove repetitive work from customer support, but the goal is not to trap people inside a chatbot. The goal is to resolve the simple, well-defined requests faster and deliver a cleaner handoff when judgment, empathy, account authority, or an exception is required.
The safest first version answers from approved material, gathers the facts a human will need, and routes the conversation correctly. It does not invent policy, negotiate terms, approve unusual refunds, expose another customer's data, or claim success without evidence from the system of record. ‘Automate customer support’ is too broad to build or test. A pleasant demo is not a release test. Create a de-identified evaluation set from the requests your team actually receives. Include ordinary questions, incomplete information, misspellings, conflicting policies, repeat contacts, angry customers, unsupported languages, attempted prompt injection, the wrong account, provider outages, and explicit requests for a human.
NIST's AI Risk Management Framework emphasizes defined scope, documented human roles, ongoing measurement, and feedback from affected people. Score the system by outcome, not fluency.
